The intent–action gap

Guests intend to book. Most never do.

In a Cornell study, 36% of hotel guests intended to use the spa; only 16% actually did (Dev, Hamilton, Rust & Valenti — Cornell, 2018). More than half of that intent evaporated on the way to a booking. What stops it is ordinary friction: a phone answered only in opening hours, a form, a wait, a closed desk. A spa rarely needs to create demand. It needs to stop losing the demand it already has.

When demand actually arrives
  • 51% of booking demand arrives after hours. Most are attempted after the desk or spa reception has closed (Trybe / Booking.com).
  • 68% of wellness bookings are made on mobile. Demand peaks between 8 and 11pm — a phone in the evening, not a call in the afternoon (Phocuswright).
  • 32% of inbound spa calls go unanswered. Of those callers, 73% never call back (industry benchmark — no single named publisher).

Industry data puts spa no-show rates near 25% of bookings (Zenoti / HSMAI). A layered reminder cadence — several timed touch points instead of one message — brings that down to 8–12%. This is an industry benchmark for what reminders do, not a figure any product guarantees. And an empty slot still costs you: it pays the therapist, blocks the room, and reads as lost revenue at month's end.

Why booking funnels must be fast.

In "Milliseconds Make Millions" (Deloitte / Google, 2020), a 0.1-second gain in mobile load time lifted retail conversions 8.4% and travel conversions 10.1%. The study covered 37 brands and over 30 million mobile sessions. We flag the year because no newer work of comparable rigour has replaced it. For spa operators the reading is direct: booking is a mobile, evening behaviour, and every fraction of a second in the funnel costs completed bookings. This is evidence for why funnels must be fast, not a measurement of AURI. We publish no AURI performance figures.
